Comment se positionner sur ces technologies lorsque l\u2019on est responsable de la relation client et que l\u2019on fait face \u00e0 des clients toujours plus exigeants\u202fet matures ?&nbsp;&nbsp;<\/p>\n\n\n\n<h2 class=\"wp-block-heading\"><strong>Se poser les bonnes questions sur son dispositif d\u2019accueil&nbsp;<\/strong>&nbsp;<\/h2>\n\n\n\n<p>Avant de plonger dans les outils technologiques, il est essentiel de s\u2019interroger sur les exp\u00e9riences v\u00e9cues par de nombreux consommateurs. <\/p>\n\n\n\n<p>Lorsqu\u2019ils contactent une marque par t\u00e9l\u00e9phone, les clients rencontrent encore les situations suivantes\u202f: \u00e9coute de choix d\u2019options pour des services non souscrits, absence de possibilit\u00e9 de r\u00e9aliser des op\u00e9rations en autonomie, obligation d\u2019attendre, r\u00e9ponses g\u00e9n\u00e9riques, impossibilit\u00e9 de contacter un conseiller. Le constat est similaire sur les autres canaux. <\/p>\n\n\n\n<p><strong>Quel d\u00e9nominateur commun pour l\u2019ensemble de ces situations\u202f? <\/strong><\/p>\n\n\n\n<p class=\"has-indi-ogo-color has-text-color\"><strong>Un manque de personnalisation\u202f!<\/strong> L\u2019attente est pourtant forte : 66% des clients sont susceptibles de changer de marque s\u2019ils ont le sentiment d\u2019avoir \u00e9t\u00e9 trait\u00e9s comme un num\u00e9ro plut\u00f4t qu\u2019en tant qu\u2019individu<strong>. <\/strong><\/p>\n\n\n\n<p><strong>Et cela repr\u00e9sente une vraie opportunit\u00e9 pour les entreprises\u202f: <\/strong>69% des clients consid\u00e8rent qu\u2019un service client personnalis\u00e9 a une influence sur leur fid\u00e9lit\u00e9.&nbsp; Il est ainsi primordial de cr\u00e9er une relation de proximit\u00e9 et une intimit\u00e9 client d\u00e8s les premiers instants et pas seulement lorsque le client est en communication avec un conseiller. <\/p>\n\n\n\n<p class=\"has-pink-soda-color has-text-color\"><strong>Cela commence donc d\u00e8s le parcours vocal ou lors des premiers \u00e9changes par webchat<\/strong>. &nbsp;<\/p>\n\n\n\n<h2 class=\"wp-block-heading\"><strong>L\u2019IA en constante \u00e9volution&nbsp;<\/strong>&nbsp;<\/h2>\n\n\n\n<p>Il est \u00e9vident que les technologies d\u2019intelligence artificielle et plus particuli\u00e8rement de compr\u00e9hension du langage naturel (NLP) tendent \u00e0 r\u00e9pondre \u00e0 ces enjeux. <\/p>\n\n\n\n<p>Les dispositifs de <strong>chatbot<\/strong> et maintenant de <strong>callbot <\/strong>se sont largement d\u00e9velopp\u00e9s avec un objectif d\u2019automatiser des processus simples. <\/p>\n\n\n\n<p>D\u00e9ploy\u00e9s en premier lieu sous forme de scripts \u2013 on suit un sc\u00e9nario pr\u00e9d\u00e9fini \u2013 ces automates ont \u00e9volu\u00e9 avec une meilleure compr\u00e9hension des demandes clients \u2013 on parle alors d\u2019intention, cela repr\u00e9sente le besoin du client et d\u2019entit\u00e9s, les caract\u00e9ristiques de la demande. L\u2019apprentissage de ces mod\u00e8les peut prendre du temps et n\u00e9cessite des phases de tuning. <\/p>\n\n\n\n<p>Malgr\u00e9 de nombreuses avanc\u00e9es et des syst\u00e8mes de plus en plus performants, le succ\u00e8s n\u2019est pas toujours au rendez-vous. D\u2019apr\u00e8s l\u2019observatoire BVA <strong>la satisfaction est seulement de 54% VS 80% sur le t\u00e9l\u00e9phone.<\/strong> Gartner souligne \u00e9galement des taux d\u2019utilisation faibles \u2013 <strong>8% utilisent un service de chatbot\u202f!! <\/strong><\/p>\n\n\n\n<p class=\"has-pink-soda-color has-text-color\">L\u00e0 encore, la raison est simple\u202f: alors que la compr\u00e9hension des moteurs s\u2019affine, les r\u00e9ponses communiqu\u00e9es manquent de <strong>contexte et de pr\u00e9cision.<\/strong><\/p>\n\n\n\n<h2 class=\"wp-block-heading\"><strong>L\u2019IA g\u00e9n\u00e9rative comme rem\u00e8de absolu\u202f?<\/strong>&nbsp;&nbsp;&nbsp;<\/h2>\n\n\n\n<p>Suite \u00e0 l\u2019apparition des grands mod\u00e8les de langues (LLMs) et de la technologie Transformers (notamment le plus c\u00e9l\u00e8bre ChatGPT), une nouvelle r\u00e9volution est arriv\u00e9e\u202fpour g\u00e9n\u00e9rer du contenu textuel personnalis\u00e9 \u00e0 partir d\u2019un \u00e9nonc\u00e9 \u2013 le prompt. On parle alors de l\u2019Intelligence Artificielle generative. <\/p>\n\n\n\n<p>En ce qui concerne l\u2019accueil client, c\u2019est la promesse \u2013 enfin\u202f? \u2013 de pouvoir variabiliser les r\u00e9ponses \u00e0 la vol\u00e9e. Il est ainsi possible de calibrer des r\u00e9ponses diff\u00e9rentes en fonction d\u2019un historique de conversations, de la personnalit\u00e9 du client ou de sa derni\u00e8re note \u00e0 un questionnaire de satisfaction. Les opportunit\u00e9s semblent tr\u00e8s nombreuses pour se rapprocher d\u2019une discussion avec un humain. <\/p>\n\n\n\n<p><strong>Mais est-ce que cela est suffisant\u202f? <\/strong>Non, car les utilisateurs de bots veulent aussi des r\u00e9ponses pr\u00e9cises et rapides qui n\u00e9cessitent un fort couplage avec les syst\u00e8mes d\u2019information de l\u2019entreprise.&nbsp; Michael Rendeman (de l\u2019analyste Gartner) explique ainsi\u202f: \u00ab Pour am\u00e9liorer l&rsquo;adoption des bots, la cl\u00e9 est de se concentrer sur l&rsquo;am\u00e9lioration de la capacit\u00e9 du chatbot \u00e0 faire avancer les probl\u00e8mes des clients\u202f\u00bb.&nbsp;&nbsp;<\/p>\n\n\n\n<p>Il est ainsi indispensable que le bot soit fortement <strong>connect\u00e9<\/strong> avec les donn\u00e9es de l\u2019entreprise afin de pouvoir r\u00e9cup\u00e9rer toutes les informations concernant le client \u2013 i.e. commandes en cours, livraisons pass\u00e9es, visites sur l\u2019espace client \u2013 et prendre ainsi les bonnes d\u00e9cisions lors des conversations.&nbsp;&nbsp;<\/p>\n\n\n\n<p class=\"has-pink-soda-color has-text-color\"><strong>Mixer les nouvelles technologies d\u2019IA avec les moteurs de bot sp\u00e9cialistes des traitements est donc la piste la plus int\u00e9ressante pour am\u00e9liorer les performances des bots actuels.&nbsp;<\/strong>&nbsp;<\/p>\n\n\n\n<p><strong>Des bots partout et pour tout\u202f?<\/strong>&nbsp;<\/p>\n\n\n\n<p>Au-del\u00e0 des avanc\u00e9es technologiques qui rendent les conversations avec les bots plus naturelles, il nous semble primordial pour les directeurs de la relation client de prendre du recul sur leur strat\u00e9gie d\u2019accueil. <\/p>\n\n\n\n<p>Cette derni\u00e8re doit r\u00e9pondre aux attentes des clients pour chaque \u00e9tape du parcours en englobant tous les points de contact\u202f: vocal, web ou mobile.&nbsp; Il n\u2019y a pas ici de r\u00e9ponse identique pour chaque entreprise mais quelques principes forts\u202f:&nbsp;&nbsp;<\/p>\n\n\n\n<div class=\"wp-block-columns is-layout-flex wp-container-core-columns-is-layout-28f84493 wp-block-columns-is-layout-flex\">\n<div class=\"wp-block-column is-vertically-aligned-center is-layout-flow wp-block-column-is-layout-flow\" style=\"flex-basis:33.33%\">\n<figure class=\"wp-block-image aligncenter size-full\"><img fetchpriority=\"high\" decoding=\"async\" width=\"959\" height=\"797\" src=\"https:\/\/odigo.com\/wp-content\/uploads\/2024\/07\/bot.png\" alt=\"\" class=\"wp-image-20008\" srcset=\"https:\/\/odigo.com\/wp-content\/uploads\/2024\/07\/bot.png 959w, https:\/\/odigo.com\/wp-content\/uploads\/2024\/07\/bot-300x249.png 300w, https:\/\/odigo.com\/wp-content\/uploads\/2024\/07\/bot-768x638.png 768w\" sizes=\"(max-width: 959px) 100vw, 959px\" \/><\/figure>\n<\/div>\n\n\n\n<div class=\"wp-block-column is-layout-flow wp-block-column-is-layout-flow\" style=\"flex-basis:66.66%\">\n<ul class=\"wp-block-list\">\n<li><strong>Les points de contact humain restent indispensables lors des situations complexes<\/strong> mais ne sont pas n\u00e9cessaires, ni d\u00e9sir\u00e9s par les clients pour toutes les \u00e9tapes&nbsp;<\/li>\n\n\n\n<li>Les bots doivent apporter un gain en temps de r\u00e9solution et ne doivent pas g\u00e9n\u00e9rer de rappel. <strong>Surveiller ces indicateurs est cl\u00e9 dans la mise en place de ces dispositifs.<\/strong>&nbsp;&nbsp;<\/li>\n\n\n\n<li>Enfin, dans certains cas, <strong>il est pertinent de mixer bot et humain<\/strong>. De nombreux exemples d\u00e9montrent la forte valeur ajout\u00e9e pour le parcours client. Pour n\u2019en citer qu\u2019un\u202f: le bot de pr\u00e9-traitement. Il qualifie une demande, sa complexit\u00e9, et collecte toutes les donn\u00e9es de contexte \u2013 via appel \u00e0 un syst\u00e8me d\u2019information ou par demande au client \u2013 et passe la main \u00e0 un conseiller qui fort de ces \u00e9l\u00e9ments saura guider avec \u00e9motion le client.&nbsp;<\/li>\n<\/ul>\n<\/div>\n<\/div>\n\n\n\n<p><\/p>\n\n\n\n<p><strong>Envie d\u2019approfondir le
