CRM, solution de t\u00e9l\u00e9phonie, outil de gestion des interactions multicanale, base de connaissances, bot, ERP, etc. Face \u00e0 la multiplication des outils, mais aussi des canaux d\u2019interactions, <a href=\"https:\/\/odigo.com\/fr-fr\/blog-et-ressources\/blog\/les-competences-des-conseillers-de-centre-de-contacts-doivent-suivre-levolution-de-la-technologie-ccaas\/\"><strong>le conseiller client se retrouve bien souvent \u00e0 devoir jongler entre diff\u00e9rents \u00e9crans et interfaces<\/strong><\/a>. Selon le dernier rapport de Salesforce sur le service client (1), la technologie est le domaine dans lequel le Covid-19 a accentu\u00e9 le plus de lacunes. Ainsi la crise aurait eu une incidence sur des lacunes technologiques dans une large mesure (20%) et une mesure mod\u00e9r\u00e9e (39%).&nbsp;<\/p>\n\n\n\n<p>Pas besoin pour autant d\u2019attendre le Covid-19 pour constater que le conseiller client se retrouve face \u00e0 des outils disparates, des informations multiples, des process complexes et des clients exigeants. Quelle serait donc la console id\u00e9ale du conseiller client ? Caroline Weckx,<strong> <\/strong>Regional Sales Director chez Salesforce, l\u2019avait d\u2019ailleurs observ\u00e9 lors d\u2019une pr\u00e9c\u00e9dente exp\u00e9rience professionnelle, lorsqu\u2019elle allait sur les plateaux<em> : \u201c<\/em><strong><em>Quelle que soit la marque pour laquelle ils travaillaient, les agents avaient deux \u00e9crans pour traiter une interaction<\/em><\/strong><em>. Bien souvent, on voyait l\u2019agent faire un copier-coller d\u2019un num\u00e9ro de t\u00e9l\u00e9phone ou d\u2019un num\u00e9ro de r\u00e9f\u00e9rence client pour l\u2019int\u00e9grer dans une autre application dans l&rsquo;objectif d\u2019avoir une information. Parfois m\u00eame, il le notait sur un papier et le tapait ensuite. Pour un agent aguerri qui a l\u2019habitude, cette multiplication des applications et ces diff\u00e9rentes interfaces lui font perdre du temps face \u00e0 un client qui attend. Quant au nouveau conseiller client, l\u2019apprentissage est beaucoup plus long qu\u2019avec une solution plus int\u00e9gr\u00e9e.\u201d<\/em><\/p>\n\n\n<p>Chez Cdiscount, tout le volet outils des conseillers clients est int\u00e9gralement port\u00e9 par la direction marketing client et relation client. M\u00eame si le site <a href=\"https:\/\/odigo.com\/fr-fr\/blog-et-ressources\/blog\/e-commerce-le-centre-de-contacts-au-coeur-des-strategies-de-relance-economique\/\">e-commerce<\/a> externalise sa relation client aupr\u00e8s de quatre partenaires sur neuf centres de contacts, <strong>pas question de d\u00e9l\u00e9guer la gestion et le choix des outils<\/strong>. <em>\u201cCela s&rsquo;explique pour plusieurs raisons. Tout d\u2019abord, les outils sont totalement int\u00e9gr\u00e9s \u00e0 notre syst\u00e8me informatique. Par exemple, si un conseiller client proc\u00e8de \u00e0 un remboursement, celui-ci est r\u00e9gl\u00e9 directement. En clair, il n\u2019y a pas de d\u00e9lai entre ce que fait le conseiller dans un outil et ce qu\u2019il se passe r\u00e9ellement pour le client. Par ailleurs, ce que nous demandons aujourd\u2019hui \u00e0 nos partenaires, c\u2019est de trouver des conseillers ayant un bon niveau de qualit\u00e9, d\u2019\u00e9coute et d\u2019<\/em><a href=\"https:\/\/odigo.com\/fr-fr\/blog-et-ressources\/blog\/lintelligence-emotionnelle-au-service-de-lexperience-client\/\"><em>empathie avec le client<\/em><\/a><em>. Pour que cela soit possible, c\u2019est \u00e0 nous de leur proposer des outils \u00e0 niveau, faciles \u00e0 utiliser et sur lesquels on investit dans le temps, et qu\u2019on va chercher \u00e0 am\u00e9liorer et optimiser\u201d<\/em>, explique M\u00e9lanie Denis, Directrice marketing client et relation client chez Cdiscount.&nbsp;<\/p>\n\n\n<h2 class=\"wp-block-heading\">Regrouper tous les outils du conseiller client dans une seule console<\/h2>\n\n\n<p>Pour faciliter le quotidien des conseillers clients et leur permettre de mieux accueillir les clients, Cdiscount a justement fait \u00e9voluer leur console. <strong>Auparavant, ils se retrouvaient face \u00e0 un empilement d\u2019outils diff\u00e9rents<\/strong> qui les obligeaient, pendant un appel, \u00e0 devoir passer d\u2019interfaces en interfaces. Ils disposaient certes de toutes les informations n\u00e9cessaires, mais c\u2019\u00e9taient \u00e0 eux de trouver l\u2019information au bon endroit et d\u2019en d\u00e9duire la bonne solution. <em>\u201cNous avons pris la d\u00e9cision de regrouper le CRM en lien avec les commandes, le ticketing qui trace les demandes clients et l&rsquo;outil de process qui permet de donner la solution adapt\u00e9e \u00e0 un probl\u00e8me donn\u00e9 et \u00e0 la situation du client. Notre objectif, c\u2019est d\u2019accompagner le conseiller dans sa discussion avec le client en ne lui poussant que l\u2019information pertinente dont il a besoin pour pouvoir avancer dans sa discussion. L\u2019int\u00e9r\u00eat imm\u00e9diat pour le conseiller client est de ne plus \u00eatre perturb\u00e9 par les outils ; il a une seule interface et sur cette interface, on lui propose la bonne solution\u201d<\/em>, d\u00e9crit M\u00e9lanie Denis.&nbsp;<\/p>\n\n\n<h2 class=\"wp-block-heading\">Les outils au service de la satisfaction client<\/h2>\n\n\n<p>Interrog\u00e9e sur la console id\u00e9ale du conseiller client, Caroline Weckx r\u00e9pond : <em>\u201cSi on avait une baguette magique, <\/em><strong><em>c\u2019est la console o\u00f9 tout appara\u00eet d\u2019un seul coup \u00e0 l\u2019\u00e9cran<\/em><\/strong><em>, gr\u00e2ce \u00e0 laquelle le conseiller n\u2019a plus qu\u2019\u00e0 se concentrer sur la relation. Humainement, l\u2019\u00e9change est important. Ce n\u2019est pas le moment de faire attendre le client, mais de lui apporter une r\u00e9ponse qui lui convienne. On ne peut pas demander \u00e7a \u00e0 un agent, si en m\u00eame temps, il cherche de l\u2019information. Aujourd\u2019hui, la baguette magique existe gr\u00e2ce \u00e0 l\u2019intelligence artificielle dans le service cloud. Nous avons une solution qui embarque l\u2019IA permettant une compr\u00e9hension du contexte de la demande. On comprend les difficult\u00e9s du client, quel process activer et on pousse sur cet \u00e9cran \u00e0 l\u2019agent la bonne r\u00e9ponse, le bon process, le bon article. Dans tous les cas, cela lui permet de se concentrer sur la relation.\u201d&nbsp; &nbsp; <\/em><em>&nbsp;<\/em><\/p>\n\n\n<p>Pour lui faciliter la vie au quotidien et l\u2019aider dans ses \u00e9changes avec le client, le choix des outils du conseiller client n\u2019est pas anodin.
