Sans parler d\u2019\u00e9motions, les entreprises pensent que l\u2019intelligence artificielle, le machine learning et l\u2019analyse pr\u00e9dictive permettront de fluidifier les interactions et d\u2019apporter des informations aux clients, pour mieux les fid\u00e9liser et renforcer leur engagement. Selon une \u00e9tude de Futurum Research et SAS, d\u2019ici 2030,&nbsp;<strong>67 % des interactions digitales entre les marques et les consommateurs seront trait\u00e9es par l\u2019IA plut\u00f4t que par des humains<\/strong>. De plus,&nbsp;<strong>69 % des d\u00e9cisions lors des interactions clients seront assur\u00e9es par des syst\u00e8mes intelligents.<\/strong><\/p>\n\n\n\n<p>\u00ab&nbsp;<em>Ces chiffres ne me surprennent pas, car en tant que consommateur on attend une information rapide et correcte<\/em>&nbsp;\u00bb, commente Christophe Famechon, Directeur de la relation client \u00e0 distance de Fnac-Darty. \u00ab&nbsp;<em>Les algorithmes puissants seront toujours plus efficaces que l\u2019\u00eatre humain. Chez Fnac-Darty, la difficult\u00e9 sera d\u2019int\u00e9grer un grand nombre d\u2019informations commerciales et techniques, car l\u2019enseigne regroupe un grand nombre de produits et de magasins (900 points de vente).<\/em>&nbsp;\u00bb<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"h-l-intelligence-artificielle-vient-assister-l-humain-quand-le-besoin-s-en-fait-sentir\"><strong>L\u2019intelligence artificielle vient assister l\u2019humain quand le besoin s\u2019en fait senti<\/strong>r<\/h2>\n\n\n\n<p>Face \u00e0 la situation sanitaire, l\u2019enseigne Fnac-Darty n\u2019a pas eu d\u2019autre choix que de digitaliser les parcours clients et l\u2019exp\u00e9rience client en 2020. L\u2019intelligence artificielle permet en parall\u00e8le d\u2019analyser les 12 millions d\u2019interactions clients recens\u00e9es chaque ann\u00e9e, de fa\u00e7on \u00e0&nbsp;<strong>comprendre et conna\u00eetre les motifs des sollicitations<\/strong>, savoir ce que disent les clients sur l\u2019enseigne, et d\u00e9tecter les signaux faibles ; une t\u00e2che humainement impossible \u00e0 r\u00e9aliser. M\u00eame si l\u2019intelligence artificielle est capable d\u2019aider \u00e0 cat\u00e9goriser l\u2019\u00e9motion dans l\u2019exp\u00e9rience client et les sentiments n\u00e9gatifs des clients, Christophe Famechon ne consid\u00e8re pas l\u2019IA comme un moyen de cr\u00e9er des \u00e9motions chez les clients : \u00ab&nbsp;<em>Aujourd\u2019hui, si les consommateurs s\u2019adressent \u00e0 nous, c\u2019est pour avoir une exp\u00e9rience de proximit\u00e9, humaine et une interaction en temps r\u00e9el avec un expert, un technicien ou un conseiller<\/em>&nbsp;\u00bb, pr\u00e9cise t-il.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"h-l-intelligence-artificielle-sait-mesurer-l-emotion-pour-ameliorer-la-gestion-de-l-experience-client-pas-la-generer\">L\u2019intelligence artificielle sait mesurer l\u2019\u00e9motion pour am\u00e9liorer la gestion de l\u2019exp\u00e9rience client, pas la g\u00e9n\u00e9rer<\/h2>\n\n\n\n<p>Scientific advisor chez Hub France IA, et donc sp\u00e9cialiste du sujet, Fran\u00e7oise Souli\u00e9 converge en ce sens. \u00ab&nbsp;<em>L\u2019intelligence artificielle n\u2019est pas faite pour \u00e7a. Elle sait traiter des volumes \u00e9normes de donn\u00e9es, automatiser, \u00eatre plus rapide, ou quand il est n\u00e9cessaire de g\u00e9rer la masse des interactions. Mais il restera toujours des interactions tr\u00e8s personnalis\u00e9es et pointues qui doivent \u00eatre prises en charge par un \u00eatre humain<\/em>&nbsp;\u00bb, souligne-t-elle. M\u00eame si l\u2019intelligence artificielle ne permet pas vraiment de cr\u00e9er des \u00e9motions, en mati\u00e8re d\u2019exp\u00e9rience client elle peut aider n\u00e9anmoins \u00e0&nbsp;<a href=\"https:\/\/odigo.com\/fr-fr\/blog-et-ressources\/blog\/le-nlp-et-lanalyse-des-sentiments-vont-revolutionner-lexperience-client\/\">mesurer les \u00e9motion<\/a>, comme chez Fnac-Darty o\u00f9 les \u00e9changes \u00e9crits et oraux sont analys\u00e9s gr\u00e2ce \u00e0 l\u2019IA pour mieux les comprendre. \u00ab&nbsp;<em>L\u2019intelligence artificielle comporte tout un champ d\u2019applications de l\u2019analyse du sentiment qui s\u2019appuient sur les donn\u00e9es, notamment les verbatims. Il suffit ensuite de d\u00e9tecter si ces derniers sont positifs ou n\u00e9gatifs. Plus r\u00e9cemment, ont \u00e9t\u00e9 mises en place des analyses de la couleur de la voix pour d\u00e9tecter la tonalit\u00e9 et le sentiment. On est aussi capable de reconna\u00eetre l\u2019\u00e9tat d\u2019\u00e9motions en \u00e9tudiant l\u2019expression du visage. Cependant, l\u2019IA, ce sont des techniques et rien d\u2019autre. Il faut ensuite savoir comment s\u2019emparer de la technique pour cr\u00e9er de la valeur<\/em>&nbsp;\u00bb, ajoute Fran\u00e7oise Souli\u00e9.<\/p>\n\n\n\n<p>Recourir \u00e0 l\u2019intelligence artificielle dans le but de susciter de l\u2019\u00e9motion aupr\u00e8s des clients reste aujourd\u2019hui de l\u2019ordre de la science-fiction. Le r\u00f4le de l\u2019IA est plut\u00f4t de servir les enjeux d\u2019efficacit\u00e9, de pertinence et de personnalisation.
